Answer promotion questions with the actual offer terms
A discount question usually concerns eligibility, dates or a checkout error. Use the campaign terms and the customer’s specific question instead of promising a code will work for every order.

Exact code, eligible products, start/end time and timezone, minimum order value, exclusions and the terms link.

Please check [approved eligibility steps]. If the code still fails, use [secure support route] so our team can investigate. Please do not send card details or passwords.
Replace bracketed fields with facts from your own policy before sending.
Lead with the condition that answers the question
If the customer asks whether a specific item is included, address that item first. A generic list of terms can miss the point. Use the exact campaign wording for exclusions and expiry, including the timezone when it matters.
Troubleshoot without collecting payment data
Ask the customer to check the code and published eligibility conditions. An error that persists after those checks should go to the support team. Avoid requesting a full checkout screenshot if it exposes payment or personal details.
Retire expired replies
A launch campaign can leave saved replies and social comments visible after the offer ends. Update the response library and make the end date clear. Do not silently replace the original offer with a different one.
Avoid promising
Do not invent a new discount, extend an expiry without authorization or say codes stack unless the terms confirm it.
Escalate when
An eligible basket is rejected, the displayed offer conflicts with checkout or the customer requests an exception.
